Productivity should buy attention

The NBER customer-support study found that an AI assistant increased productivity on average and helped less-experienced workers more. The strategic opportunity is to reinvest that capacity. If automation merely increases the queue, customers may experience no improvement. If it creates time for thoughtful conversations, the service becomes more valuable.

Design the handoff

Map the customer journey and label each moment as routine, emotional, ambiguous or consequential. Routine status updates may be automated. A complaint, major decision or exception should reach a prepared person. The AI should provide a concise history, relevant documents, open questions and suggested next actions before the conversation begins.

Reassurance is an operating capability

Customers are often anxious because they cannot see what is happening. A good system communicates progress, ownership, deadlines and decisions. It does not pretend certainty. Clear escalation, source-linked answers and an identifiable accountable person produce confidence.

Measure experience, not deflection

Do not judge the system only by tickets avoided. Track resolution time, repeat contact, customer understanding, exceptions, complaints, staff workload and satisfaction after complex cases. The goal is not fewer humans. It is better human time.
